Telephony: the number is the asset, not the system

Your customers know a number, not a piece of equipment. Everything decided here has to protect that number and what happens when somebody dials it.

The phone system is the easiest equipment to sell in this family, and it is also the one whose purchase is least often justified by what appears in the quotation.

The reason is simple: your customers do not know your equipment. They know a number, often for ten years, often written on a vehicle, on a sign, in a directory, and in the phones of people you have never met.

That number is a company asset on the same footing as a domain name, and it is protected with far less care. The system, by contrast, is a consumable: it gets replaced every eight years and nobody outside notices.

This article starts from there. It covers what happens to the number, what a phone becomes when it runs over the network, what the old analogue handset did during a power cut that the new one does not, and the share of your first contacts that no longer arrives over a line at all.

The number is the asset, not the system

List what carries your number: business cards, the sign, the vehicles, the invoices, past advertisements, the business listing, live contracts, and the memory of your customers’ phones. That list does not get updated.

That is what separates this subject from the rest of the pillar. A server gets replaced without anybody outside knowing; a number that changes forces a whole market to be told again, and part of that market will never be told.

The consequence is a clear hierarchy: every decision on this page is judged first by what it does to the number, second by what it does to call quality, and only then by the price of the equipment.

So the question to ask before any migration is this one, and it has to get a written answer: is this number portable to another operator, within what period, and on what terms? A number that is not portable is a number you are renting.

The second point of vigilance concerns the account holder, and it is the same mechanism as for hosting accounts: the line contract has to be in the company’s name. A number in the name of a previous director, a departed partner or a supplier is an asset that is not yours yet.

The phone becomes a network device

An analogue line was independent of your computing: it had its own cable, its own equipment, and its faults had nothing to do with yours. Telephony over the network removes that separation.

From the moment voice runs over the same cabling, the same switch and the same line as everything else, the family article’s rule applies in full: the phone is worth what the chain’s worst segment is worth.

That has an unpleasant practical consequence that is rarely announced: mediocre cabling that produced tolerable slowness on files now produces broken conversations, and a broken conversation is immediately perceived as a defect in the company.

It has a second, positive one: the phone becomes manageable like everything else. It can be separated from the machines’ traffic, given priority, traced to a port, and moved without an electrician.

The ordering rule that follows is the family article’s, applied here: do not migrate telephony onto cabling you have not checked. It is the one time a telephony project has to start at a wall socket.

What breaks a conversation is not throughput

A conversation needs very little throughput — far less than an ordinary web page — and yet it breaks where everything else gets through. The reason is that voice is the only thing on your network that is not allowed to wait.

A file arriving a tenth of a second late still arrives. A word arriving a tenth of a second late arrives after the next one, or does not arrive at all. Regularity is what counts, not quantity.

The three causes we find, in order: the upstream path saturated when somebody sends a large file, equipment that does not distinguish voice from the rest, and a wireless link on the path — wireless being excellent for convenience and mediocre for regularity, as the family article says.

The first two are corrected by configuration rather than by purchase: give voice priority on the equipment going out, and reserve a share of the upstream path. That is half a day’s work and it settles most cases.

The third is corrected by cabling the fixed handsets, which brings back the previous section. A phone sitting on a desk that never moves has no reason to be wireless, and it is precisely the one whose conversations matter most.

The old phone worked during power cuts

This is the loss nobody counts at migration, and it deserves writing down plainly: a classic analogue handset was powered by the line itself. Power cut, phone rings anyway.

A phone on the network does not have that property. It depends on the switch, which depends on power; on the router, which depends on power; and on the line, which depends on the operator’s equipment. Three dependencies that did not exist.

In a country where outages are not exceptional, that loss is real and it occurs precisely on the day reaching somebody matters most — because a power failure is also what triggers calls.

The correction is not complicated and it is almost always missing from quotations: the telephony chain — switch, router, system — on a power protector, as the infrastructure article says. It is a modest sum and it is what makes the migration honest.

The second correction is administrative and free: automatic forwarding to a mobile, configured in advance, triggering when the system does not answer. That is the next section’s subject and it is the only continuity that depends on no equipment in your building.

Forwarding to a mobile is the real continuity

Every function of a phone system is useful; one is indispensable, and it is the one configured last or not at all: what happens when nobody picks up?

The default answer is ringing into the void, then an engaged tone, then a customer calling somebody else. The cost of that answer is invisible because the call left no trace: it is not in a log, not in a mailbox, not in a statistic.

The correct answer is forwarding, decided in advance and written down: after four rings, to the mobile of whoever is on duty; outside hours, to a message saying when you open; and during the middle-of-day break, to somebody who answers.

That last line is the one that matters most in our local experience, and it is almost never configured. A large share of business calls arrives between noon and two, precisely because that is when the caller is free, and it is the slot in which the system rings into the void.

The check is a three-minute operation we recommend to every client: ring your own number from a mobile, at three different moments of the day, and listen to what happens. Almost nobody has done it, and the result surprises almost everybody.

What the system should do, and what it should not

A modern phone system offers dozens of functions. Four genuinely serve a twenty-person business, and the rest weigh down the configuration that the switch page’s section 8 asks to fit on a page.

The four: distributing calls to several handsets, transferring a call without losing it, forwarding by time of day as the previous section describes, and keeping a log of incoming calls with their numbers.

The fourth is the most underrated and the cheapest: knowing which numbers called, at what hour, and which got no answer. It is the only function on this page that produces revenue, because it makes calling back possible.

What is almost never justified in a small organisation: queues with music, agent statistics, systematic recording, and multi-level menus. Each of those is excellent at a certain size and costs a customer at yours.

The rule we apply is the same as for network equipment: if the configuration does not fit on a page, it is more complicated than the problem. And on this subject specifically, a complicated configuration is audible to the caller, which is not the case on the pillar’s other pages.

Voice menus cost customers

The keypad menu is the function that most gives the impression of professionalising a business, and it is the one that costs small organisations most. It deserves explaining rather than dismissing.

A menu solves a sorting problem: when forty people work across eight departments, it stops every call passing through one person. In a fifteen-person business where three people can answer almost anything, it sorts nothing — it adds a step.

That step has a measurable cost for the caller: fifteen to thirty seconds of listening before being able to speak, a decision between options that do not always match their question, and the risk of landing on an empty handset.

There is a local particularity that makes it worse: a large share of calls arrives from a mobile, often on the move, sometimes with mediocre reception. A voice menu is exactly what copes worst with those conditions.

Our position: no menu below about twenty people, and if a menu exists, two options at most, with a key leading immediately to a human. That last rule is the most important of the three, and it is the one no catalogue puts forward.

Recording calls: what has to be said first

Recording is offered by default on most systems and gets enabled without thought because it is available. It is this page’s function requiring the most precautions, and they are not technical.

The first is notice: the people being recorded have to know, on both ends of the line. That covers your employees, whose work conversations are recorded, and your correspondents, who have to hear it before the conversation starts.

The second is retention, and it has to be decided rather than endured. A recording kept indefinitely becomes a store of sensitive data nobody is responsible for and nobody listens to, and it is exactly what causes a problem on the day of a dispute or an incident.

The third is access: who can listen back, in what circumstances, and with what trace. A recording accessible to everybody is not a quality tool, it is surveillance, and it changes how your people speak on the phone.

Find out what applies to your case before enabling the function rather than after an incident — the same sentence the IT pillar article writes about cameras, and the same logic. Our default position is not to enable recording in a small organisation, because the benefit is small and the responsibility is real.

How many real handsets are needed

The physical handset is the heaviest line on a telephony quotation, and it is the one where the count is almost always copied from headcount rather than from use.

Three categories of people exist in every business. Those receiving calls all day — reception, sales, after-sales — who need a real handset, with a receiver, a screen, and keys.

Those who call occasionally and receive rarely, for whom software on the computer with a headset does exactly the same job for a fraction of the price. And those who do not use the phone for their work, who need nothing, even if they have a desk.

Honest counting gives, in the businesses we equip, about a third real handsets. The standard quotation proposes one per desk, and the difference is a substantial share of the budget — with no effect at all on what matters, which is whether somebody picks up.

A useful nuance: the physical handset keeps a real advantage in noisy environments and for people who talk while doing something else. That is not a status question, it is a question of free hands and microphone quality.

What messaging already replaces

Something has to be said that reduces what we sell on this page: a large and growing share of first contacts, here, no longer arrives over a phone line but in a message thread.

That is not a technological preference, it is a consequence of what our social media articles describe: the person is already in the application, they saw your post there, and writing costs them nothing while calling commits them.

The consequence for this page is direct: the phone system serves a smaller share of your incoming enquiries than the seller’s scenario assumes, and that share has to be named before it is priced. Count for a month where your enquiries actually come from.

What the phone keeps and the message does not has to be said too. It is synchronous: a complicated question is settled in two minutes of voice rather than forty messages. It carries urgency. And in several trades — repairs, health, transport, building — it remains the only route a customer regards as serious.

So the practical conclusion is not to give up the phone but to size it on its real use, and to treat both channels with the same standard on response time. A missed call and an unanswered message have exactly the same effect on the person at the other end.

What has to go into the contract

Five lines, and they decide far more than the monthly price. They negotiate before signature and get endured afterwards, as everywhere else in this pillar.

Ownership and portability of the number: in the company’s name, portable, with the period and terms written down. That is section 1 and it is the only line on this page protecting an irreplaceable asset.

What happens during a line fault: automatic forwarding to one or more mobiles, configured in advance and tested, rather than triggered on request on the day nobody is answering the phone any more.

Ownership of the system’s configuration: administrative access in your name, exportable configuration, and the dated page section 6 describes. Without it, changing telephony supplier means rebuilding everything that was set up.

Finally, two billing details discovered late: what is included and what is metered by the minute depending on destination, and what the physical handsets cost on termination — rented or sold, and whose they are at the end of the contract.

What we do, and what we will refuse to do

What we will refuse: migrating telephony onto cabling we have not checked. Voice is the only thing on your network that makes a defect audible to a customer, and mediocre cabling becomes a commercial problem on migration day.

We will refuse to install a voice menu in a business under about twenty people, and to install one without a key leading immediately to a human. It is a function that sells well and costs calls.

We will refuse to enable call recording without the questions of notice, retention and access having been settled in writing. Our default position in a small organisation is not to enable it at all.

What we do: the number verified as being in the company’s name and its portability obtained in writing before any migration; the telephony chain on a power protector; forwarding to a mobile configured and tested rather than promised, including for the midday slot; real handsets counted on use rather than on headcount; and the configuration exported with its dated page.

And what you can do today without us: ring your own number from a mobile, three times — in the morning, around one, and after closing — and listen to what happens each time. It is this page’s only measurement, it takes three minutes, and it decides half of what there would be to do.

Frequently asked questions

Can we keep our number when changing operator?

It is the first question to ask, and the answer has to be in writing: portable or not, within what period, on what terms. Check too that the line contract is in the company’s name and not a previous director’s or a supplier’s.

Why are conversations broken up when the connection is good?

Because voice is not allowed to wait: regularity matters, not throughput. The usual causes are an upstream path saturated by a file upload, equipment that does not give voice priority, and a wireless link on the path.

Under about twenty people an auto-attendant loses calls rather than sorting them: we will not install one for you.
